Escalation Signals Before Anger
Use risk signals to decide when an AI-supported case should move to a specialist or manager.
Escalate when authority is missing, not only when anger is present. Escalation is often treated as a reaction to emotion. The IBM support-ticket escalation research shows a better lens: escalation risk can be predicted from structured features around customer context, ticket history, issue type, and prior handling. In practice, the support agent should look for signals before the customer raises the temperature. The useful model is Impact, Urgency, Ownership, and Exhaustion. Impact asks who or what is blocked.
