The reframe: Hospitality starts with the promise, not the flourish. Use Kano as a quick triage question: what expectation category is active right now? Must-be issues need ownership and repair. Performance issues need speed, clarity, or convenience. Delighters should wait until the guest no longer doubts the core promise. This lens prevents a common desk mistake: using charm when the guest needs certainty. A guest with a wrong rate or unusable key is not evaluating creativity. They are asking whether the hotel can be trusted.
