Recover the guest and the system
Apply service recovery principles to address the guest, the employee, and the underlying process after a service failure.
The move: repair trust and remove the repeat condition. Service recovery is not simply appeasement. In a spa, the guest evaluates three forms of fairness: Outcome fairness Was the remedy proportionate to the inconvenience, disappointment, or lost trust? Process fairness Was it easy to get help, or did the guest have to argue, repeat herself, and wait? Interaction fairness Was the guest treated with respect, honesty, and calm ownership? A strong recovery includes all three. Then the manager asks what must change backstage so the same failure is less likely next time.
