The move: blueprint the experience, not just the task. Customer actions What did the resident have to do? Submit a request, provide access, wait, chase, clean up, or confirm completion. These actions reveal effort. Frontstage actions What did the team or vendor visibly do? A message, a visit, a photo, a call, a door hanger, or a completion note. These are moments of truth because the resident uses them to judge competence. Backstage actions What happened out of sight?
