Touchpoints Are Not All Moments Of Truth

Differentiate ordinary touchpoints from moments of truth on a journey map.

Principle: Every moment of truth is a touchpoint, but not every touchpoint deserves moment-of-truth status. Start broad Capture the journey’s full interaction surface first: messages, screens, calls, forms, waits, confirmations, and recovery steps. Otherwise the map hides the context around a critical moment. Then test for swing Ask what can materially change at this interaction. Does the customer decide whether to continue, trust, escalate, recommend, or walk away? If yes, you may have a moment of truth. Why the distinction matters When teams can name a few true swing moments, they can assign owners, define metrics, and invest more intelligently.
